Using ethnography to observe consumer behaviour, The Money Advice Service is developing a more intimate view of how consumers deal with financial capability as a part of their daily lives, revealing the differences between what they actually do and what they say they do. These insights will drive a series of ‘interventions’ designed to nudge consumers into a different set of financial habits. How can this work encourage the financial services industry not only to educate its customers better, but also to empathise and look for more engaging ways to connect with their lives, to produce genuinely better outcomes for all. The UK’s largest UK retail banking group reflects on how it is learning to become more customer-centric.
